Omnichannel is sold as a technology problem. In our experience deploying CCaaS across South Africa, it is almost never a technology problem. The platforms work. They route, they record, they integrate. The failure is operational.
Three patterns explain most of the failures we see. First, channels are added without a corresponding change to workforce planning — meaning agents are dual-skilled on paper and single-skilled in practice. Second, reporting is built per-channel rather than per-customer, so leadership sees inputs not outcomes. Third, escalation paths between channels are designed in a workshop and never tested under load.
Fixing this is not a re-platform. It is a sequenced operational change programme — workforce model, reporting layer, and escalation design, in that order. The technology is the easy part.
